Advice from the front line: tips from Sigma Connected’s contact centre heroes

We all know how important great customer experiences are. But we don’t always hear from the people who deliver them – the agents handling calls, messages and complaints with empathy, clarity and care.

Our contact centre teams are the face and voice of the brands we represent. They’re problem solvers, calm voices in a crisis, and a vital source of support for customers – especially those in vulnerable circumstances. So we asked them: what advice would you give to someone starting out in the contact centre world?

The tips they shared show what the job is really about – listening, thinking fast, putting yourself in someone else’s shoes. Being supportive. Being down-to-earth. Being human. And, being part of a team.

Here’s what they said.

  • Ask every question – even the obvious ones
    “No question is a stupid question”. Whether you’re in training or a few months in, asking is how you build confidence. And confident agents create confident customer experiences. “Reinforce your understanding and you’ll be ready to show up with confidence, voice or non-voice”.
  • Don’t struggle in silence
    We support each other. “We’re helpful, we’ve got patience – so just ask”. Support is part of the job, not something you have to earn. “Even if it’s the 50th time you’ve asked the same thing, we’ll help. Just be yourself”.
  • Put yourself in the customer’s shoes
    “We want to ensure the right outcome is reached at all times”. And understanding what’s happened from the customer’s point of view helps you work towards the right outcome. “Sympathise, empathise, let the customer know they’re heard”.
  • Listen carefully – the customer often tells you the fix
    “Let them speak their heart”. A complaint isn’t just a problem – it often includes the solution, too. “Ask what they’d like as a resolution. That helps you both get where you need to go”.
  • Stick to the basics – and do them really well
    “When we say basics, we don’t mean the bare minimum”. We mean treating people the way you’d want to be treated. “Acknowledge them. Let them know you’re in it. Be genuine. That’ll take you a long way”.
  • Double-check everything
    “If I’m unsure, I ask. Then I check with a colleague, just to make sure”. Cover all your bases and always . “It’s not about getting it done fast – it’s about getting it right”.
  • Stay open to learning
    “There’s always something new – especially in complaints – a new scenario, a new type of customer.” Allow yourself to learn from that every day, and always be yourself.
  • Don’t change who you are
    “It’s easy to feel intimidated when everything’s new. But trying to be someone you’re not only makes it harder”. Authenticity builds trust – with the customer and the team. “Not being yourself does more damage than anything else”.
  • Know your product
    “Before you do anything, learn the product”. Knowledge around what the customer is using – or struggling with – makes all the difference. “Understand the complaint so you can resolve it”.  

These are tips from people doing the job every day – and doing it well. They know what makes a conversation successful. They know how to make customers feel seen and supported. And they know that a great contact centre experience is about so much more than reading a script.
